Dynamics 365 Contact Center implementation for support teams that answer calls and chats
A Dynamics 365 Contact Center implementation puts phone, chat, text and social messages into one queue that routes each conversation to the right agent. Copilot can answer common questions before a person is needed, and help the agent summarize and reply once one is. We design the routing and self-service from your real contact reasons, not from a demo script.

What Dynamics 365 Contact Center is
Dynamics 365 Contact Center is Microsoft's contact center application. It combines voice, built on Azure Communication Services, with digital channels such as web chat, SMS and social messaging. Unified routing decides which queue and which agent gets each conversation, using skills, capacity and priority.
Self-service agents built in Copilot Studio can answer routine questions and hand over to a person with the conversation so far. For agents, Copilot can summarize the conversation, suggest replies and draft notes. Contact Center can be used with Dynamics 365 Customer Service, or alongside another CRM through connectors.
What the implementation sets up
Contact reason analysis
Your top reasons for calls and chats, ranked by volume, so routing and self-service target real demand.
Voice channel
Phone numbers, IVR menus, call recording and transfer, either new numbers or numbers brought from your carrier.
Digital channels
Web chat on your site, SMS and the social or messaging channels your customers already use.
Unified routing
Queues, skills, capacity and overflow rules, tested with a full queue and not only with one test call.
Copilot self-service
Self-service answers for the common questions, with a clear route to a person when the answer is not good enough.
Agent workspace
One screen with the conversation, customer history and knowledge articles, plus Copilot summaries and reply drafts.
Supervisor views
Live queue status, agent states and the ability to monitor or join a conversation.
Reporting
Volumes, wait times, handle times and self-service containment from the built-in analytics and Power BI.
Rollout order
- 1
Listen to contacts
We sample real calls and chats to find what customers ask for and how agents answer today.
- 2
Design routing
Queues, skills and hours of operation agreed with team leads, including what happens after hours.
- 3
One channel first
Usually chat or one phone line goes live with a pilot group of agents.
- 4
Add channels and self-service
Further numbers and channels, then self-service answers once the human flow is stable.
- 5
Tune from data
Monthly review of wait times, transfers and failed self-service sessions, and adjustments to match.
Contact Center questions
Is Contact Center the same as Customer Service?
No. Dynamics 365 Customer Service handles cases, knowledge and service records. Contact Center handles the conversations themselves: voice, chat, messaging, routing and self-service. Many companies use both, and Microsoft also offers Contact Center for use with other CRM systems.
Can we keep our phone numbers?
In many countries numbers can be ported to Azure Communication Services, or you can connect an existing carrier through direct routing. Availability depends on the country and number type, so we check it before the design is final.
Will Copilot answer customers on its own?
Only where you allow it. Self-service agents answer from the knowledge you give them, and you decide which topics they handle and when they hand over to a person. We start with a few well-documented topics and widen them as the answers prove reliable.
How is it licensed?
Microsoft licenses Contact Center per agent, and voice minutes and messaging carry usage charges through Azure Communication Services. Check Microsoft's current pricing pages, because both change.
